1. Make the phone and accounts safe

Check the exact cover, exclusions, evidence and complaint route.

For a lost or stolen phone, contact the network to block the SIM and handset, secure important accounts and use the platform’s lost-device tools where appropriate. For theft, report the crime through the relevant police route and retain the reference if one is issued.

2. Read the claim section before submitting

Confirm the insured event, notification deadline, excess, evidence and whether the damaged phone must be returned. Use the policy version that applied on the incident date.

3. Build an evidence file

  • policy and schedule;
  • receipt, order confirmation or other ownership evidence;
  • IMEI and serial number;
  • date, place and factual account of the event;
  • photos or video for damage;
  • network and police references where relevant;
  • previous repair and correspondence records.

4. Record the remedy offered

Ask whether the insurer proposes repair, replacement or cash. Confirm replacement model, storage, condition, warranty and delivery arrangements. The Financial Ombudsman Service notes that an equivalent replacement or cash settlement may reflect the phone’s age and condition before the event, rather than the price of a new current model.

5. Check the returned or replacement phone

Inspect identity, storage, battery, cameras, biometric features, charging, repair history and cosmetic condition promptly. Report a repair problem through the claims process instead of opening the phone elsewhere before the insurer responds.

If the claim is rejected

  1. Request the decision and exact clause in writing.
  2. Correct factual errors and provide missing evidence.
  3. Make a formal complaint to the financial business.
  4. If there is no final response within eight weeks, or you remain dissatisfied, consider the Financial Ombudsman Service subject to its rules and time limits.

Prepare the insurance evidence

Keep finance and insurance separate

If the phone is financed, continue to follow the finance agreement unless the lender confirms otherwise. Theft, loss or total damage does not normally cancel the outstanding device balance. The insurance remedy may be repair, replacement or cash, but the debt is a separate obligation.

Do not dispose of the phone

For damage claims, preserve the device until the insurer gives written instructions. A policy can require inspection, return of salvage or use of an approved repairer. An independent repair before authorisation can remove evidence or trigger an exclusion.

Check every settlement detail

  • model and storage;
  • new or refurbished condition;
  • colour flexibility;
  • battery and cosmetic standard;
  • warranty on repair or replacement;
  • cash valuation date and source;
  • return of the original phone.

Testing after repair

Test the returned phone promptly: display, touch, cameras, microphones, speakers, charging, wireless functions, biometrics and account status. Record any new damage before extensive use and report it through the existing claim.
